This article presents a case study showing that interviewing users may not be enough to reveal their unmet needs. Observing people in action can uncover both deeper, underlying issues as well as additional opportunities to design to accommodate behaviors, not just requests, that can satisfy users more fully. In the example of a safety respirator mask, users said they wanted better comfort, fit, and durability. However, in observations, human factors researchers discovered that behavioral interactions with the mask were affecting all three. By focusing on actual and not just stated behavior, the team was able to design a new mask that was far more successful at meeting both the explicit and implicit needs.
